L'essor des médias sociaux a favorisé les échanges entre les internautes et les représentants des marques. Pour mieux comprendre comment cette « conversation de marque » se déroule, notre recherche mobilise la théorie du face-work et explore les perceptions ambivalentes des consommateurs vis-à-vis des pratiques linguistiques des marques. En particulier, nos résultats montrent comment des messages « menaçants » (selon la théorie du face-work) peuvent être acceptés par les consommateurs, tandis que des messages « valorisants » peuvent être rejetés. Ces situations paradoxales peuvent être expliquées par la nature de la relation à la marque, la dimension symbolique de la marque et le contexte commercial des échanges. En identifiant les spécificités des interactions marques-consommateurs à la lumière du face-work, nous proposons un outil d'aide à la décision dans les domaines de la gestion de la marque et du community management.

The rise of social media has resulted in brand-consumer interaction and more frequent conversations between consumers and brand representatives. To better understand how this "brand conversation" occurs, our research employs face-work theory and explores ambivalent consumer perceptions towards brand linguistic practices. Specifically, our results show how "threatening" messages (according to face-work theory) can be accepted by consumers, while "flattering" messages can be rejected. These paradoxical situations can be explained by brand relationships and the commercial and symbolic brand status. By identifying the specific features of brand-consumer interactions in the light of face-work, we propose a decision-making tool for brand management and community management practices.

One increasingly important avenue that practitioners employ in order to bring brands closer to consumers is social media and a wide range of online platforms (Voorveld 2019). A specific form of such interaction, brand conversation, is a particularly relevant construct consisting of a series of online messages exchanged between one or more consumers and a brand [representative]. The exchanges that brands and consumers have on social media are conceptually akin to social interactions, but happen to occur within new media types. Thus, research on social interaction is relevant to understanding the processes that may be at work. In order to answers these questions, our research employs face-work theory (Goffman 1955), attachment theory (Park et al. 2010), and the interpersonal theory of love applied to consumer situations (Whang, Sahoury, and Zhang 2004). We propose that, similar to the case of personal relationships that involve affect, when a partner bestows flattery or compliments onto someone outside of the relationship there is the potential to threaten the other partner and produce jealousy, with potential deleterious effects on the relationship.

Les interactions en ligne entre marques et consommateurs ont des effets positifs pour les marques, mais les différentes modalités de l'interaction sont peu connues. Cette recherche explore le mode d'interaction particulier qu'est la conversation de marque, définie comme une suite de messages échangés en ligne et en public entre plusieurs individus dont un au moins représente une marque. Grâce à l'analyse qualitative de 156 conversations, nous identifions quatre profils conversationnels des marques : événementiel, élitiste, complice et communautaire. Ces résultats contribuent à la littérature sur les interactions marques-consommateurs et permettent aux praticiens d'identifier le profil conversationnel qui convient le mieux à leur marque.

Les marques peuvent désormais faire entendre leur voix, littéralement, grâce à l'utilisation du mode de la conversation sur les médias sociaux. En s'appuyant sur une série d'entretiens, cette recherche montre que les marques en conversation peuvent paraître plus humaines et améliorer leur image sans avoir besoin de la représentation physique d'un locuteur. Pour autant, ni leur simple présence sur les médias sociaux, ni leur personnification, ne suffisent à rendre les marques plus humaines : elles doivent avant tout participer à une conversation de qualité. Les internautes évaluent la conversation selon son contexte, son contenu et sa forme.
